Self-service portal
A self-service portal is an online space where a person completes on their own a task that used to require someone on the other end, such as updating contact details, downloading a certificate, tracking an order or opening a support request. It serves customers, users of a public service, partners or employees.
Definition and how it works
What defines it is action, not information. The portal must therefore write to business systems (CRM, ticketing tool, contract management), not just read from them. The article Self-service Portal: definition, use cases and tips covers the use cases in depth.
Self-service portal vs knowledge base: the differences
Self-service describes a function (finishing a task without help) rather than an audience. A B2B customer portal or an intranet can both include it.
| Term | What separates it from a self-service portal |
|---|---|
| Knowledge base | It answers questions but allows no action on the person’s own record. |
| Web portal | The general mechanism: authentication, personalized view, federation of several systems. Self-service is one use of it. |
Self-service portal in practice
Visit counts say little about a self-service portal. Useful indicators look at outcomes: completion rate by task type, the step where users drop out, the share of tasks started online that end up on the phone or at a counter.
Frequently asked questions
Can a well-maintained knowledge base replace a self-service portal?
It depends on the requests you receive. If most contacts are general questions, the knowledge base may be enough. If they concern the person’s own record (a contract, an order, a refund), only an authenticated action resolves them. The two work together. The knowledge base answers, the portal acts.
Which systems does a self-service portal need to connect to?
At minimum, the identity system and the business system behind the task, such as the CRM, the ticketing tool or contract management. The portal must be able to write to them, not just read. It must also return the status of the request to the user, which answers their first question after filing.
